Your support needs to be heavily overhauled. specifically in how it communicates back to people who have submitted tickets. A person submitting a ticket has no way to know how far he is in the Que, if he is even still in the Que, or how far in processing his ticket is. Your only solution to people who still had unanswered tickets when your support had moved passed the day their ticket was submitted was to submit a second ticket referencing the previous one, a thing you specifically say slows down tickets.

Your support needs to better communicate to people where they are within your network, and in general show they are being looked and not just expect people to 'trust' they are still there. if you'd do a better job communicating to people in support they wouldn't feel like support isn't doing anything for them.
